面向個人用戶:優化業務流程,改善用戶感知
據大(da)量用(yong)戶反映,聯通現有(you)融(rong)合業務(wu)辦(ban)(ban)理(li)(li)復雜(za),用(yong)戶等(deng)待時間長(chang);部分(fen)業務(wu)當月無(wu)法(fa)一(yi)(yi)次受理(li)(li),需要下月再次到廳(ting)辦(ban)(ban)理(li)(li)等(deng)等(deng)。針對用(yong)戶反應的痛點問(wen)題,為從根(gen)源上解決,中國聯通一(yi)(yi)方面(mian)對現有(you)融(rong)合產品種類(lei)進(jin)(jin)行大(da)幅收斂,一(yi)(yi)方面(mian)對融(rong)合業務(wu)辦(ban)(ban)理(li)(li)復雜(za)、多次到廳(ting)等(deng)問(wen)題進(jin)(jin)行了(le)系統流程重構。優(you)化后,融(rong)合業務(wu)平(ping)均辦(ban)(ban)理(li)(li)時長(chang)縮短了(le)50%以(yi)上,多次到廳(ting)問(wen)題得到大(da)范(fan)圍整改(gai)。據數據反饋,超過85%的一(yi)(yi)線(xian)營業員(yuan)感受到了(le)流程優(you)化帶來(lai)的顯著成果(guo),客(ke)戶滿意度(du)高(gao)達88.9%,實現大(da)幅度(du)提升。
針對一線市(shi)場所(suo)收集到的(de)客(ke)戶集中反饋的(de)問(wen)題,中國聯通引起(qi)高度重視,統一思想,目(mu)標一致,攻堅克(ke)難,在最短時間完善了廣受大眾關(guan)注的(de)幾項(xiang)業務,截至10月,2019年同比2018年10010投訴降幅達30%,為用戶提交(jiao)上(shang)一份滿意的(de)答卷(juan)。
為了(le)(le)向異(yi)地(di)(di)辦理業(ye)務(wu)(wu)的(de)用(yong)(yong)(yong)戶提供更方便快捷的(de)服(fu)(fu)務(wu)(wu),中國(guo)聯通(tong)在(zai)已推出的(de)“異(yi)地(di)(di)無憂(you)”業(ye)務(wu)(wu),如異(yi)地(di)(di)停機(ji)保(bao)號/復(fu)機(ji)、移網(wang)掛失/解掛、補換卡(ka)(ka)(ka)、繳(jiao)費、過戶、開具電(dian)子發(fa)票(piao)、移網(wang)銷戶等(deng)(deng)基(ji)礎上,還(huan)實(shi)現(xian)了(le)(le)銷戶等(deng)(deng)非正(zheng)常(chang)狀態手機(ji)用(yong)(yong)(yong)戶在(zai)網(wang)/手廳(ting)(ting)交費、銷戶用(yong)(yong)(yong)戶可(ke)退費至銀(yin)行(xing)卡(ka)(ka)(ka)等(deng)(deng)功能,打破(po)了(le)(le)通(tong)信行(xing)業(ye)以(yi)屬地(di)(di)化服(fu)(fu)務(wu)(wu)為主的(de)傳統服(fu)(fu)務(wu)(wu)模式,解除(chu)了(le)(le)通(tong)信產品的(de)地(di)(di)域屬性,滿足(zu)了(le)(le)用(yong)(yong)(yong)戶對通(tong)信服(fu)(fu)務(wu)(wu)的(de)多(duo)元(yuan)化需求,真正(zheng)提升(sheng)產品價(jia)值和(he)服(fu)(fu)務(wu)(wu)品質(zhi),實(shi)現(xian)惠民(min)便民(min)。同時,手機(ji)營業(ye)廳(ting)(ting)作為中國(guo)聯通(tong)“功能最(zui)(zui)為完(wan)善、用(yong)(yong)(yong)戶體量最(zui)(zui)大(da)、互聯網(wang)化程度(du)最(zui)(zui)高”的(de)線上服(fu)(fu)務(wu)(wu)窗口,為了(le)(le)給用(yong)(yong)(yong)戶提供最(zui)(zui)全面(mian)、最(zui)(zui)便捷的(de)“查交辦”自(zi)助服(fu)(fu)務(wu)(wu),本次流程優化進一步完(wan)善了(le)(le)停機(ji)保(bao)號復(fu)機(ji)功能,用(yong)(yong)(yong)戶可(ke)通(tong)過人臉(lian)識(shi)別實(shi)現(xian)免(mian)登錄(lu)復(fu)機(ji)。針對當(dang)前(qian)使用(yong)(yong)(yong)量較大(da)的(de)融合套餐主副卡(ka)(ka)(ka)用(yong)(yong)(yong)戶,實(shi)現(xian)了(le)(le)余量查詢功能,目前(qian)已在(zai)天(tian)津、廣西等(deng)(deng)六省(sheng)進行(xing)試點運行(xing),預計(ji)將在(zai)12月底(di)完(wan)成全國(guo)范圍內(nei)的(de)上線。
面向行業用戶:優化管理流程,提升質量效率
2019年(nian)中(zhong)(zhong)國(guo)聯(lian)通新興ICT業務快(kuai)速增長,為了(le)加強風(feng)險管控,實現高(gao)質量發展,總部(bu)制定了(le)新興ICT項目類(lei)業務管理辦法,在全國(guo)范圍(wei)內上線新興ICT運營系統(tong)(tong)并(bing)不斷迭代優化(hua)系統(tong)(tong)運營流(liu)程。超過(guo)70%的員工(gong)認為,通過(guo)進一(yi)步規范新興ICT項目類(lei)業務管理、提升(sheng)系統(tong)(tong)支撐能力,能有(you)效(xiao)防控風(feng)險,提升(sheng)效(xiao)率。中(zhong)(zhong)國(guo)聯(lian)通也通過(guo)修訂大客(ke)戶項目前評估制度(du),使(shi)評估指導(dao)意見更加適(shi)合業務發展,有(you)效(xiao)解決了(le)政企客(ke)戶工(gong)程項目分類(lei)界面不清問(wen)題,認可度(du)高(gao)達(da)99%。
中(zhong)國聯通進一(yi)步簡(jian)化了(le)物(wu)聯網業務(wu)開通流(liu)程,平臺受理業務(wu)時間縮短(duan)至兩天,通用(yong)類業務(wu)訂單內容大幅壓縮,客戶(hu)一(yi)次蓋(gai)章即可開通業務(wu),通過(guo)中(zhong)臺集中(zhong)審核提(ti)高(gao)效率(lv),退單率(lv)由30%降至4%,客戶(hu)滿意度(du)提(ti)高(gao)至85%。
同(tong)時(shi),中國聯通推(tui)出政企精(jing)品網、云聯網等云網融(rong)合新產品,為(wei)行業(ye)用戶(hu)(hu)提(ti)(ti)供(gong)了低時(shi)延、高可靠、彈性(xing)帶寬(kuan)的(de)(de)差(cha)異化產品。政企精(jing)品網確保(bao)設計方(fang)案和設備采購的(de)(de)及時(shi)性(xing),縮短了25%的(de)(de)工期(qi);云聯網平臺(tai)則(ze)解(jie)決了政企客戶(hu)(hu)上云不(bu)(bu)便(bian)利、不(bu)(bu)同(tong)云商(shang)間的(de)(de)多云互(hu)訪無法實現的(de)(de)難(nan)題(ti),滿足(zu)了客戶(hu)(hu)一跳(tiao)上云和云間互(hu)聯的(de)(de)迫切(qie)需求(qiu),可為(wei)行業(ye)客戶(hu)(hu)提(ti)(ti)供(gong)即(ji)時(shi)開通、彈性(xing)帶寬(kuan)的(de)(de)差(cha)異化服務(wu)。
